At Transaction Scale, Unchallenged Disputes Become a Revenue Strategy for Bad Actors

At high-volume retail operations, refund abuse and payment disputes move in patterns. Left uninvestigated, those patterns scale.

A global mass-market retailer operating at one of the highest consumer transaction volumes in the world carries fraud exposure across its entire digital and in-store purchase surface. Customers exploit refund systems with false missing-item claims. Others use stolen payment credentials before detection. A subset files disputes through their banks rather than through the retailer, converting fraudulent claims into formal chargebacks that carry automatic financial penalties if left uncontested.

The exposure operates at two levels, and both require investigation:

  • Individual disputed transactions: a single claim, a single refund request, a single chargeback filing that needs to be validated before it pays out.
  • The pattern behind them: the same account filing multiple claims, the same item category appearing in repeated refund requests, the same behavioral signature across what appear to be unrelated customers.

The retailer brought IntouchCX in to own the full scope of that problem. This is how the program was built, and what it delivered. 

Built for Investigation, Not Just Processing

IntouchCX deployed the Account Review Team (ART) as the client’s embedded investigative function, the first line of financial defense. The work ran on two tracks.

  • Claim validation: Before any refund was finalized or dispute accepted, ART agents ran thorough fraud checks using all relevant tools in the client’s environment. Disputes resolved internally never reach formal chargeback status. Prevention was part of the brief.
  • Pattern detection: A Root Cause Analysis across three months of historical data surfaced return abuse as a primary vector: customers filing false claims across multiple accounts to manipulate refund systems. Confirmed fraud cases were reclassified, stopping payouts that would otherwise have cleared.

The program launched in May 2025 with 50 agents and reached 240 by August. Headcount nearly quintupled in under four months. Investigation accuracy held throughout.

What the Data Showed

*The $80M covers disputes contested, claims reclassified, and chargebacks won before reaching penalty status. Prevention sits outside that number.
